請(qǐng)問(wèn),客人一般都通過(guò)什么樣的渠道進(jìn)行投訴?根據(jù)投訴的來(lái)源可以把投訴分為五種:

1、客人到柜臺(tái)口頭投訴。2、客人打電話投訴。3、客人寫(xiě)信與發(fā)傳真投訴。4、客人在“賓客意見(jiàn)表”反映的較嚴(yán)懲的問(wèn)題,也可以視作投訴。5、客人住店期間,通過(guò)飯店各部門(mén)員工向飯店反映的建設(shè)性意見(jiàn)和較強(qiáng)烈的需求。投訴的原因

1、對(duì)服務(wù)不滿(服務(wù)態(tài)度、服務(wù)質(zhì)量投訴):服務(wù)態(tài)度:這類投訴主要有粗魯?shù)恼Z(yǔ)言、不負(fù)責(zé)任的答復(fù)或行為,冷淡態(tài)度,愛(ài)理不理的接待,過(guò)分的熱情等,減少客人對(duì)服務(wù)態(tài)度與服務(wù)質(zhì)量投訴量的辦法就是加強(qiáng)飯店服務(wù)意識(shí)的培訓(xùn),這種培訓(xùn)可及時(shí)地有針對(duì)性的在班前班后來(lái)進(jìn)行。

服務(wù)質(zhì)量投訴:主要有服務(wù)員沒(méi)有按先來(lái)先服務(wù)的原則提供服務(wù),排錯(cuò)房間,郵件遲誤,無(wú)人幫運(yùn)行李,電話接轉(zhuǎn)速度慢等。這些問(wèn)題在旺季容易發(fā)生解決的方法是加強(qiáng)服務(wù)技能技巧的培訓(xùn),提高服務(wù)的準(zhǔn)確、快捷。2、對(duì)設(shè)施設(shè)備不滿:這類投訴主要有空調(diào)、照明、供水、家具、電梯等方面,道德飯店應(yīng)建立對(duì)各種設(shè)備的檢查、維修保修制度,設(shè)立專門(mén)的的檢查維修人員,盡量減少這類問(wèn)題的發(fā)生。一旦發(fā)生這類投訴,大堂經(jīng)理應(yīng)馬上到現(xiàn)場(chǎng)調(diào)查,根據(jù)情況通知有關(guān)部門(mén)采取措施。跟辦后,再次與客人聯(lián)系,確認(rèn)客人要求已得到滿足。3、由于突發(fā)事件造成客人不便:這類投訴主要有無(wú)法買到機(jī)票、車票,天氣的原因飛機(jī)無(wú)法準(zhǔn)時(shí)起飛,飯店客滿盡最大的努力,通過(guò)一切渠道予以幫助解決。如實(shí)在無(wú)能為力,應(yīng)將努力的經(jīng)過(guò)及進(jìn)告訴客人,求得客人諒解??腿送对V的心理狀態(tài)
